I was tasked with optimizing the search functionality within our knowledge base, which was crucial for reducing the Average Handling Time (AHT) in our contact centers. The challenge lay in the complexity of the existing system, which involved outdated search algorithms and a vast amount of unstructured data.
To address this, I had to first conduct a thorough analysis of the search patterns and user feedback to understand the pain points. Then, I collaborated with cross-functional teams, including IT and operations, to implement Search Engine Optimization (SEO) techniques that would enhance the relevance and accuracy of search results. The process required meticulous planning, testing, and iteration to ensure that the changes would lead to tangible improvements.
The project was particularly challenging due to the need to balance immediate operational demands with long-term strategic improvements. However, through persistence and a data-driven approach, we were able to achieve a 12% reduction in AHT and a 7% improvement in customer experience, which were significant wins for the team.
